In 2016 Hong Leong Bank Berhad implemented IBM Watson as a Cognitive Computing solution. IBM Watson was deployed to deliver a customer facing cognitive layer that provides round the clock online live chat for product and service information and to surface clearer insights into customer preferences for proactive engagement.
The implementation emphasized conversational AI capabilities typical of Cognitive Computing, including natural language processing, intent classification, dialog management and cognitive search connected to a centralized knowledge base. IBM Watson was configured to retrieve and present product and account information quickly, enable context aware responses and support seamless handoff to human agents when escalation criteria were met.
Operationally the IBM Watson deployment was integrated into the bank's digital channels and contact center workflows and linked with the Customer Experience Lab at Damansara City to enable rapid prototyping and iteration using big data and analytics. The CX Lab functioned as a collaborative environment for cross functional teams to prototype conversational flows and refine cognitive models prior to staged rollout.
Governance focused on iterative experimentation, staged rollouts and cross functional ownership from customer experience and operations teams, leveraging design thinking for validation. The cognitive computing deployment using IBM Watson delivered clearer customer preference signals and a reduction in waiting and service times during calls as information was retrieved and conveyed more quickly.
