IBM Watson was configured to retrieve and present product and account information quickly, enable context aware responses and support seamless handoff to human agents when escalation criteria were met. Operationally the IBM Watson deployment was integrated into the bank's digital channels and contact center workflows and linked with the Customer Experience Lab at Damansara City to enable rapid prototyping and iteration using big data and analytics. The CX Lab functioned as a collaborative environment for cross functional teams to prototype conversational flows and refine cognitive models prior to staged rollout. Governance focused on iterative experimentation, staged rollouts and cross functional ownership from customer experience and operations teams, leveraging design thinking for validation. The cognitive computing deployment using IBM Watson delivered clearer customer preference signals and a reduction in waiting and service times during calls as information was retrieved and conveyed more quickly.
