In 2015 Grubhub deployed Zendesk Chat as part of a consolidated Zendesk suite, placing Zendesk Chat into its Chatbots and Conversational AI tooling to support customer and partner messaging. The internal name for the Zendesk deployment is Compass, and the environment comprises Support, Guide, Chat, Talk, and Explore modules that together provide ticketing, knowledge management, real-time chat, voice support, and reporting capabilities.
Compass was configured so agents operate from a unified ticket interface, with Zendesk Chat sessions surfaced alongside Support tickets and knowledge articles from Guide. Agents use Compass East, a custom Grubhub application that acts like an internal CRM and houses much of the information previously managed in a homegrown system, to make adjustments to orders and to link out to restaurant account pages and driver account pages directly from a Zendesk ticket.
The Zendesk implementation integrates with a Salesforce system that handles restaurant account management, and it also integrates with Compass East. A back-end system Grubhub calls Rainbow pulls data from multiple Grubhub databases and services and exposes that real-time information within Compass East, enabling tickets to include operational context without navigating multiple systems.
Operational coverage spans Grubhub’s outsourced support teams located across the globe and additional primarily U.S.-based teams that handle restaurant payments and deposits, driver questions and accounts, corporate issues such as fraud and logistics, and technical care for devices. Ticket workflows and agent tooling were restructured to centralize information and actionability within the Compass ticket view, and making real-time data readily accessible to agents lowers handle times and improves customer satisfaction.
