The implementation was executed as a phased project carried out by service provider Tele’Train. Governance and rollout were staged to limit cultural disruption, moving from a model where employees chose daily tasks to a roster-driven model, while building exchange mechanisms to ease scheduling friction. Team managers adopted service level responsibilities and average handling times and quality metrics were integrated into assessment methodologies. As reported, outcomes included near day-to-day capacity planning, improved anticipation of temporary staffing needs, closer alignment between customer and back office, higher quality and efficiency, and increased transparency for potential outsourcing.
