The initiative combined Amdocs SmartOps with a bespoke Customer Frustration Index to monitor and measure real-time customer experience against operational KPIs, supporting Airtel’s Zero Failure objective across ordering, billing and payments workflows. Amdocs designed a federated AIOps architecture and advanced automation flows, delivering proactive monitoring, machine learning based predictions, self-healing and zero-touch operations. The implementation included real-time visualization and hooks and plugins into multiple BSS applications to extract statistics for the Customer Frustration Index, which is a weighted average of six operational parameters covering new orders, change orders, SIM replacements, service resumption, online payments and bill dispatch timelines. The deployment used a hybrid automation model to avoid vendor lock-in, routing ticket autohealing either to Airtel’s ServiceNow instance or to Amdocs Amily based on predefined rules. Amdocs delivered end-to-end design, development, testing, deployment and maintenance under SmartOps managed services, providing Level 2 operations support for end-to-end business processes and Level 3 maintenance for billing systems, while aligning automation lifecycles and dataset management to TM Forum’s AIOps toolkits and Business Process Framework eTOM. Governance incorporated a software lifecycle for automation aligned to TM Forum’s AIOps framework and federated visibility across the billing stack, with 20 service flows mapped and visualized to date. Results reported by Airtel and Amdocs include a drop in the Customer Frustration Index from 1.2 to 0.2, a 60% reduction in call center volumes in six months, 90% fewer order fallouts with 92% of fallouts resolved via automation, 99% of bills delivered within 24 hours, 100% accuracy for self‑service bill payments, more than 50 system fixes delivered by Level 3 maintenance and nearly 80% of Level 4 tickets resolved in under two hours. |
