Governance and process transformation were executed as part of the Customer Obsessed program, with business change management and enterprise architecture teams standardizing workflows, consolidating agent tooling, and redefining handoffs between service and fulfillment teams. The implementation delivered explicit operational results reported by Athora, including a 92% reduction in agent-facing applications by reducing 13 Agent Desktop applications to 1, an 80% reduction in Average Handle Time, and a 38% improvement in Straight-Through-Processing for new service requests using the Pega Platform.
