Functional capabilities implemented included real time dashboards, SLA tracking, first contact resolution measurement, incident aging views, knowledge base governance and automated alerts to assigned groups and managers. Operationally the solution was embedded with a managed services provider handling first line support and with all internal IT groups, and it was used alongside the organizations supported systems such as SCCM, Azure Active Directory, Microsoft Intune, SharePoint, iManage and Office 365. ServiceNow Performance Analytics served as the primary reporting and analytics layer for incident, problem and knowledge management processes while day to day operations continued across the broader systems portfolio. Governance and process changes included weekly manager check ins, a recurring IT stakeholders meeting to address systemic problems and a monthly executive analysis package reporting agent utilization, first contact resolution rate, average resolution time, incident aging, SLA results and customer satisfaction levels. Information extracted from ServiceNow Performance Analytics was used to develop customized training objectives and to power notification driven workflows that keep service agreements transparent between internal teams and the external provider. |
