Lydia configured FrontApp shared inboxes as the primary message intake layer, using rules-based auto-tagging to assign messages by email address and FrontApp API calls to append content-derived tags. A final manual review step captures exceptions outside the automated taxonomy. The team built over 200 message templates and pairs FrontApp native templates with TextExpander snippets, and standardized decision-trees for each message category to speed consistent case handling.
FrontApp is integrated with NiceReply via an API to surface customer survey feedback and quality metrics into FrontApp analytics, and TextExpander is used for template augmentation. Operational coverage extends beyond customer care to include operations and tech teams for escalations, enabling cross-functional collaboration and remote work continuity while preserving auditability of conversations and escalation trails.
Governance was formalized around automated rules, tag taxonomies, manual triage gates, template libraries, and category decision-trees, with daily analytics reviews by leadership to monitor throughput and quality. Escalation workflows route urgent cases to operations and engineering teams, and agents follow standardized workflows to preserve consistency in sensitive financial interactions.
Lydia reports concrete operational outcomes using FrontApp, specifically a 67% average reduction in response time over the last year and a customer satisfaction rating of 9 out of 10, with qualitative time savings attributed to rules and auto-tagging.
