The scope covered Nederlandse Spoorwegen's contact centre and omnichannel customer service teams in the Netherlands, enabling approximately 90% of agents to handle both voice and digital channels and supporting blended agent workloads. The deployment was implemented with partner BrightContact, with partner selection starting in early 2023 and the program publicly announced in 2024. Governance aligned analytics outputs into workforce management processes and contact centre workflows, updating reporting and scheduling governance to support blended service operations and contributing to reported improvements in agent and customer satisfaction.
