Governance and process changes emphasized user experience and adoption, using out-of-the-box functionality where possible, engaging employees early in change activities, and retiring manual inboxes and ad hoc tools to drive near total adoption. The consolidated portal created a single access point for requests, enabled real time visibility into request status, and established measurement and escalation workflows to support ongoing service management governance. Operational outcomes reported in follow up usage data included the portal going live in late 2021, followed by March 2022 activity of roughly 2,300 knowledge article views, more than 6,500 self-service requests, 164 requests submitted by email, and over 500 virtual agent conversations. The ServiceNow AI Platform in this implementation aligns with the Generative AI Platforms category through its conversational virtual agent and automated request orchestration capabilities, and it was positioned to support a broad set of corporate functions and service workflows across the department.
