In 2022, enercity implemented Zendesk Chat as a core customer engagement channel within its Chatbots and Conversational AI strategy. The rollout sits inside a broader Zendesk Suite Enterprise deployment that supports a customer service organization of about 250 agents and a four person help centre content team, and positions Zendesk Chat as the website first point of contact and as an embedded channel across mobile and web through Zendesk’s Mobile SDK.
The implementation of Zendesk Chat included conversational automation and knowledge tooling, specifically the use of Answer Bot in chat for simple query resolution, Zendesk Guide for an authored help centre, Knowledge Capture for surfacing content into tickets, macros and triggers to standardize responses, and the Zendesk time tracking mobile app to monitor ticket processing times. Chat messages are converted directly into tickets when agents are unavailable, and scanned letters, faxes and telephony inputs are OCRed or classified and ingested as tickets, enabling consistent ticket lifecycle and automated classification by sub topic.
Architecturally the deployment uses a custom back end link to integrate Zendesk with enercity’s agent platform, today spun off as Lynqtech, enabling one click context switching from a ticket to a customer master record for meter numbers, contract details and billing actions. The integration is bidirectional, with Lynqtech processes able to generate tickets automatically when exceptions occur, and a ticket gateway that routes requests between Zendesk and the company SAP estate where necessary, based on email address and customer data rules.
Operational coverage spans enercity’s national service footprint and supports over one million end customers across roughly 350 municipalities, with reporting used beyond service into marketing to refine campaigns and content priorities. Governance features built into the Zendesk deployment include revision and approval workflows for Guide content, daily team focused reporting rather than individual scorecards in line with works council rules, and an extensive trigger library used to automate routing and escalation logic.
Outcomes explicitly reported include faster onboarding for new agents, often within two days due to the intuitive interface, greater operational efficiency through triggers and macros, and a continuous reduction in ticket processing time since launch. The platform’s backend link is cited as a foundation for ongoing automation and iterative development, allowing the customer service team to evolve chat automation and knowledge workflows without core system redesign.
