Operational integration used Adobe ID to unify customer identities and ingest signals such as app usage and TV viewing into the Experience Cloud data layer, enabling real-time model scoring. Segment Compare, driven by Adobe Sensei, was applied to call centre routing and agent interfaces to surface customer attributes and conversation starters, enabling more relevant human interactions and routing customers to the best representative for their needs. Governance and process changes shifted teams from manually authoring segment rules to operating ML-driven decisioning workflows, with the digital decisioning and analytics organization steering model configuration and campaign handoffs. Rob McLaughlin, Head of Digital Decisioning and Analytics, led the adoption of AI-first personalization practices to operationalize machine learning across marketing and service workflows. The implementation using Adobe Sensei in the Artificial Intelligence Marketing category created hyper-focused segments, applied AI learnings across channels, improved customer care by anticipating needs and improved relationships with customers, while delivering machine learning driven personalization and segmentation at scale for Sky UK.
