In 2019 Bracknell Forest Council implemented Freshservice ITAM as a centralized service management and asset management platform. The deployment addressed Software Asset Management (SAM),IT Asset Management (ITAM),SaaS Spend Management requirements while serving both IT service management and broader enterprise service management use cases across council departments.
The rollout followed a big bang approach and targeted two primary use cases, IT service management for IT teams and enterprise service management for marketing, HR, finance and facilities. Sixty five agents were onboarded and the support portal was customized and branded as Toto, with self service catalogues and ticket forms configured to reduce agent workload and simplify use for non technical teams.
Operational changes included automated ticket assignment rules that route incoming requests to the right agent, and an opt out configuration that allows agents to decline automatic assignment to manage workload. The ITAM capabilities implemented focused on discovery, asset tracking and lifecycle management to improve identification of problematic assets and speed up repairs. End user channels shifted from email and phone to the portal, and over 76 percent of tickets are now raised via self service.
Governance and adoption activities were formalized with a dedicated communications team, email campaigns and educational posters to drive awareness and reduce reliance on traditional channels. The council completed ideation to implementation within six months, and configured SLA monitoring such that the organization now meets 91 percent of SLAs while reducing manual intervention in ticket routing.
Bracknell Forest Council plans further expansion of Freshservice capabilities, including providing live chat through Freshchat, extending additional business and support functions into Freshservice, and maintaining a central contract repository with the Freshservice contract management module. Freshservice ITAM now serves as the unified help desk and asset repository foundation for the council, improving cross functional visibility and case routing across sites and services.
