Booking.com Professional Services 7000 $10.0B Netherlands ServiceNow ServiceNow Legal Service Delivery Legal Practice Management 2021 n/a
In 2021, Booking.com implemented ServiceNow Legal Service Delivery as part of a broader Legal Practice Management deployment to centralize legal intake and matter tracking. ServiceNow Legal Service Delivery was embedded into the Employee Service Center and the Booking Now platform to provide a single portal and a single system of record for legal requests across HR, IT, Risk and Finance. The deployment configured core Legal Service Delivery capabilities for matter intake, case lifecycle management, legal request triage and case note capture, and it embedded agentic AI workflows for automation. AI-driven classification and routing workflows were implemented to read intent, detect sentiment and urgency, and automatically assign priority and service catalog items, while a Quality Assurance agent was applied to review closed matters for completeness. ServiceNow Legal Service Delivery was integrated with IT Service Management, HR Service Delivery, Integrated Risk Management and IT Asset Management within the Booking Now platform, enabling cross-functional orchestration from a single Employee Service Center front door. Operational coverage included Legal, HR, IT, Risk and Finance teams, replacing fragmented legal and risk data with connected lifecycle visibility and coordinated actions. Governance included explicit AI controls and a roadmap toward an AI Control Tower for centralized visibility over agentic AI use cases, lifecycle status and asset inventory to support zero-touch workflows. Booking.com reported outcomes tied to the program, including 97 percent of tickets correctly assigned by automatic classification and a 33 percent reduction in time to resolution, reflecting a shift of routine legal and operational work toward automation so teams can focus on higher value tasks.
