In 2018, ING Belgium implemented ServiceNow HR in the HR Service Delivery category to build a digital and highly personalized HR foundation aligned with its Think Forward strategy. The deployment targeted ING Belgium's HR organization and approximately 5,500 employees in Belgium, with the objective of establishing an HR Contact Center as a single point of contact for the majority of employee and manager HR inquiries.
The implementation centered on a case management configuration of ServiceNow HR, delivering centralized intake, ticket lifecycle orchestration, assignment routing to HR specialists, and a populated knowledge database for self-service. ServiceNow HR was also configured as a personalized interaction hub to send tailored communications to employees and to surface integrated knowledge articles alongside case records.
Operational coverage focused on HR service delivery across ING Belgium, consolidating employee and manager touchpoints into the HR Contact Center and enabling HR colleagues to manage all HR-related questions within ServiceNow HR. The platform was instrumented to provide management information and channel monitoring, enabling HR to continuously monitor and improve channels and service workflows.
Plat4mation served as the implementation partner and configured the ServiceNow HR case management, personalized interaction hub, and knowledge management capabilities for ING Belgium. The rollout emphasized process standardization, streamlined routing and visibility for HR leadership, and governance of HR service operations to support a more direct connection between employees, managers and HR.

Operational coverage spanned Customer Services and Operations within ING Insurance Belgium, with the solution used across the Life and Non‑Life insurance units to unify claim handling and customer touchpoints.
Governance was governed by an enterprise transformation program with a change budget of approximately 70 million euros over four years, and the implementation was executed under executive oversight that held annual cost responsibility of 30 to 35 million euros. The implementation is used alongside Figma for wireframes and prototypes, Maze for usability metrics, and Condens for synthesis and the ING Research Repository, enabling survey outputs to be incorporated into insights reports and research plans. Accessibility requirements were applied to survey copy and flows, reflecting ING’s WCAG commitments and verbal identity guidelines for UX content.
Operationally, the Conjointly Survey Tool is integrated into ING’s research stack and leverages the bank’s Azure platform for platform services and environment hosting. Primary coordination sits with Brussels based product and UX teams while outputs feed cross functional stakeholders including product managers, content designers, and IT for data access and participant logistics. The tool supports both moderated and unmoderated testing workflows and is used to recruit and manage participants for structured research activities.
Governance and rollout emphasized agile multidisciplinary processes with scoped deliverables, weekly check ins, and documented research plans and handover artefacts such as flows, prototypes, and insights reports. Moderation protocols, participant recruitment workflows, and content governance were established to ensure consistent research practice and alignment with ING’s UX and accessibility standards. Conjointly Survey Tool therefore functions as a core Survey and Questionnaire component within ING Belgium’s evidence driven product development lifecycle.
