Verint Workforce Management was deployed alongside the Verint i360 v11 suite to provide forecasting, shift bidding, intraday management, and workforce analytics within the Workforce Management category. The deployment encompassed multiple Verint functional modules, including Verint i360 v11, Voice Recording, Screen Recording, Pause and Resume DPA, Quality Management QM, and WFM capabilities. Configuration work focused on contact centre scheduling and adherence workflows, recording retention and retrieval processes, and QA scoring and reporting aligned to contact centre operational practices. Architecturally the implementation was integrated with the Avaya EMEA Core CM6 telephony environment and ancillary voice services such as switchboards and fixed lines, and it supported contact routing and IVR call mapping. The program formed part of a larger VoIP refresh from CM4 to CM6 that spanned 53 locations in 9 countries, addressing 11,000 users on Avaya hardware and 4,000 users on end of life TDM equipment, and required coordination with vendors including Vodafone, BT, Verizon, and Verint. Operational governance included subject matter expertise provision to business leads on new voice projects, review and escalation of regional change requests for potential voice service impacts, and ongoing vendor management. Noted program achievements included participation on the EMEA VoIP refresh team, closure and redistribution of a main UK contact centre into three new sites in two countries, assistance in stand up of the Hemel contact centre for Comic Relief in 2012, and an i360 v11 rollout across 13 locations in two countries with a consistent mix of Voice Recording, Screen Recording, DPA, WFM, and QM at each site.
